Overview

Designing the whole journey, not just screens

Digital experience design looks at everything a customer does to get something done with you, across ads, website, app, email, chat, phone and in-person moments. Problems often sit between channels rather than within them: an email link that lands on the wrong page, a support agent who cannot see what a customer did online, a form asking for details already given. Those gaps are invisible when each team reviews only its own channel.

The key decision is where to start. Mapping every journey at once is slow and abstract. We usually pick one high-value journey, such as onboarding, purchase, renewal or a support request, map it fully, fix its biggest breaks, and use what we learn to build shared patterns. The trade-off is breadth now for faster, visible improvement. It also builds internal confidence that the approach works.

Good experience design changes more than interfaces. It often means adjusting a handoff between teams, a data field shared between systems or the wording of an automated message. We make those behind-the-scenes changes explicit so they are owned and actually happen. Each change gets an owner and a target date, because experience problems usually persist when nobody is responsible for the space between two departments.

    Current-state research

    We walk through each touchpoint as a customer would, interview customers and frontline staff, and review analytics and support logs to document where the journey breaks and why. Staff often know the workarounds.

    Blueprinting

    We map the visible journey alongside the people, systems and policies behind it in a service blueprint, showing which internal handoffs and data gaps cause the problems customers feel. Each problem is traced to its source.

    Target-state design

    We design the improved journey across channels, with wireframes, message content and process changes, and test critical touchpoints with customers and staff before committing to build. Staff tools are designed alongside customer screens.
